Market context
Voice remains the channel of choice for high-value or urgent conversations in India: loan collections, insurance renewals, admissions counselling, hospital appointments and e-commerce escalations. TRAI's July 2026 subscription press release puts total telephone subscribers at 1,354.28 million, with 15.98 million mobile number portability requests in that month alone. For contact centres, those numbers translate into large reachable audiences, frequently changing numbers and a strong need for data hygiene.
Regulation is the second defining feature. TRAI released the Telecom Commercial Communications Customer Preference (Second Amendment) Regulations, 2025 on 12 February 2025. The regulation text states that the amendments came into force thirty days after publication, with some provisions after sixty days; that a complaint must be made by a subscriber within seven days of receiving the communication; and that senders must self-certify their registration details, headers, content templates and consent templates annually. Any outbound calling or SMS programme run from a contact centre must be designed around these obligations.
The DPDP Rules, 2025, notified on 14 November 2025, add data protection obligations: clear consent notices, breach notification to affected individuals without delay, and responses to rights requests within ninety days. Contact centres generate high volumes of personal data in recordings, transcripts and CRM notes, so retention and access policies need to be explicit.

Core capabilities explained
Agents and routing. Automatic call distribution sends calls to the best available agent based on skills, language, priority and customer value. Look for queue callbacks and sticky routing that sends repeat callers to the same agent.
Diallers. Preview diallers show the agent a record before dialling; progressive diallers dial automatically when an agent becomes free; predictive diallers dial multiple numbers per agent based on predicted answer rates. Predictive diallers raise productivity but increase abandoned calls, which damage customer experience and can attract complaints; configure pacing conservatively and honour customer preferences.
Quality assurance. Traditional QA teams listen to a small sample of calls. Speech analytics and automated QA tools transcribe and score every call against a checklist (greeting, disclosure statements, empathy, resolution). Common mistakes
Buying predictive diallers too early. Predictive dialling pays off with large lists and many agents; small teams often get better results and fewer abandoned calls with progressive dialling.
Sampling QA at tiny volumes. Manual QA of a few calls per agent per month misses systemic issues. Automated QA can widen coverage, but calibrate AI scores against experienced reviewers.
Ignoring after-call work. Handle time includes wrap-up. Automatic call logging and disposition templates reduce it significantly.
